Who's really answering your contact-centre AI searches?
CXDecoded analysed 120+ commercial contact-centre AI and CCaaS searches across the UK and US in July 2026. Two findings should give every CX buyer pause: ~90% of those searches are now answered by a Google AI Overview — and the sources feeding it are almost entirely generalist aggregators, not CX specialists.
The uncomfortable part: who the answers come from
When we looked at what those AI Overviews cite and what fills page one beneath them, one thing was missing entirely: anyone who specialises in CX. The visible sources are generalist software directories and analyst houses that cover thousands of categories — plus the vendors' own comparison pages marking their own homework.
Why generalist aggregators fall short for CX decisions
None of this makes G2, Gartner or Capterra useless — they aggregate real signals. But their business models are funded by the vendors they list, their ratings can be campaigned, and CX is a sliver of what they cover. Treat them as one data point, not the verdict.
What we found in the data
- AI Overviews are near-universal. Every comparison, alternatives, best-of and industry query we ran triggered one. Your buyers' first answer is now a synthesis of the sources above.
- No independent CX-only editorial voice ranks. The organic results are aggregators and vendor pages — nobody whose whole job is this vertical.
- Being cited now beats ranking. With an AI Overview above the fold, the question is whose analysis gets quoted — which makes source quality matter more, not less.
- UK and US behave identically. Same aggregators, same prevalence, both markets.
What CX buyers should do instead
Cross-check the aggregator consensus against a specialist that only covers this vertical, scores on published criteria, cites quantified outcomes (not star counts), and tells you where every tool — partner or not — gives ground.
